A handled complaint is often more powerful for loyalty than a problem-free experience. Clients who see you own a mistake and make it right become your most vocal advocates. The ones who leave without saying anything are the real danger.
The Most Common Grooming Complaints
- "The cut looks nothing like what I asked for"
- "My dog seems scared / traumatized after grooming"
- "I found a cut/nick on my dog"
- "My dog smells like it didn't get bathed"
- "The groomer kept my dog way too long"
- "I got charged more than the quote"
The Complaint Response Protocol
- Listen completely before defending. Let the client finish their entire complaint without interruption. Interrupting reads as dismissiveness. When they're done, pause before responding.
- Acknowledge and empathize. "I completely understand your frustration, and I'm really sorry this happened." No "but." No explanation yet. Acknowledgment first.
- Ask to see the issue (for groom complaints). "Can you bring Luna in so I can see exactly what we're dealing with?" This buys time, shows you care, and often reveals the issue is smaller than described.
- Offer a specific resolution. Don't ask "what would make this right?" — that's uncomfortable for clients. Offer a specific solution: a complimentary re-groom, a refund on the service portion, or a credit toward their next visit.
- Document the complaint. Log it on the client's account. Date, nature of complaint, resolution offered, outcome. This protects you and helps identify patterns.
- Follow up. A brief text 3 days later: "Just checking in — how is Luna doing? We want to make sure we made it right." Almost no one does this. The ones who do build extraordinary loyalty.
If a client posts a negative Google review, respond within 24 hours. Be professional, apologize, and invite them to contact you directly. Future clients read your response more than the complaint.
When to Offer Refunds
Refund guidelines that protect your business while respecting clients:
- Partial refund (service credit): Groom doesn't match request, dog is distressed but unharmed, minor communication issues
- Full refund: Cut/nick injury, clear groomer error, dog was visibly harmed
- No refund warranted: Client changed their mind after the groom, client didn't communicate specific requirements at booking
